I still remember my very first call. I was so nervous and the customer was upset about interest charges, something we were never actually trained on. I had to call my trainer over to help. But it really stuck with me, why is training always so focused on tone, empathy, and apply HEAT, but skips over the real scenarios we face every single day?

Empathy matters but without the practical side youre set up to stumble right from the start. Anyone else feel like training never lines up with reality?

Back when I was getting started in the food world, I worked flipping burgers at In-n-Out. A man came in and said the burgers he had gotten weren’t right. He dumped the food on the counter and then he started throwing them back behind the counter. We gave him a refund and then his demeanor completely changed.
