The problem is, if they call corporate, or the DM, someone else will call me and tell me to go ahead and give it to them.
So, yes, I do go ahead and allow the return they were just told that company policy doesn't allow. But I make sure that they know that, first of all I am making a one-time exception, second only I have the power to do that, and no CSR is going to be able to make that decision (even though all my people ARE able to make that call, and are encouraged to do so), and that the CSR was doing EXACTLY the right thing.
Now, I like to think the customer is listening to me, but let's be honest, they aren't. But the CSR is, and I want to make sure they don't feel undermined. And after the customer leaves, I have a frank discussion with them, explaining why they did the right thing, but also why I overrode that.

Very true. Also it sucks being in a multi-store market, where if I don't do the return, they will go to the next suburb over, and get that store to do it.
